Stratford International Farce!

This morning I went to Stratford International to purchase an Anytime Day Return to Calais using 16-25 R/C. No problem finding and issuing the tickets whatsoever and payment is made using my debit card. So far so good!

Printer then fails to print the tickets! Computer crashes! What happens next illustrates all that is wrong with customer service in general in this country and maybe TOCs specifically.

My train is at 09.49 and my ticket is paid for by 09.20. No attempt to issue the ticket using another terminal. Oh no that cannot be done sir! Staff member joined by colleague who wishes to stress that it's "Not our fault". Yes it's not PERSONALLY your fault but your are on duty as customer service representatives for SET and you already have taken my money!

Long story short is that the problem is not sorted until 10.29 by which time I have missed two trains. During this period I am told to buy a NEW TICKET and they will refund me at some unspecified time/date in the future when the computer works again! I make clear this is unacceptable; however, eventually I am refunded on the spot (after an hour of arguing) and thus purchase a new ticket. Refund will arrive in 2-3 days of course!

A few issues:-

1. No apparent fall back procedure for an IT failure of this sort.
2. Unreasonable expectation of customer to purchase a new ticket despite SET having a legal obligation to honour the contract formed when payment taken only minutes earlier.
3. Lack of understanding or willingness to just issue a cash ticket and balance their books later when customer has gone.
4. Expectation that customer should bare the inconvenience of the problem caused by SET; namely, paying again for a ticket and waiting 3 days for a refund.

Now just imagine your card was not accepted and you had no means of payment and states, "I'll pay in three days". You'd be laughed at and worse! Probably penalty fare or prosecution! However, mere customers must be "understanding" when SET staff want you to pay again for a ticket paid for only minutes earlier. No understanding of the fact a customer is now over 90 minutes late through a failure of SET to be able to print a ticket!

Staff expect respect; however, surely it's a two way process?

can you claim for delay as it took them 70 mins to issue the ticket by which time you'd missed 2 trains?

I'm certainly going to be writing in inviting them to issue some vouchers not only for the delay but the overall negative experience!

I wouldn't settle for vouchers. I'd be wanting a 100% refund. You entered into a verbal (and legal) contract to buy tickets for a certain specified train allowing a sufficiency of time to do it. Their incompetence caused you to miss that and the following train. They have broken the express contract that was made. As you state, if you made a mistake whilst travelling their R.P.I.s would have shown little sympathy.

Full refund + vouchers + grovelling apology seems the correct response.

What was to stop them issuing a paper ticket?

I wouldn't settle for vouchers. I'd be wanting a 100% refund. You entered into a verbal (and legal) contract to buy tickets for a certain specified train allowing a sufficiency of time to do it. Their incompetence caused you to miss that and the following train. They have broken the express contract that was made. As you state, if you made a mistake whilst travelling their R.P.I.s would have shown little sympathy.

But didn't we have a thread recently stating that fares to Calais weren't valid on HS1?

I seem to remember that it was inconclusive? :) (as you can't leave Stratford Int'l by train without using HS1 and also, nothing in the restriction code bars it from HS1)

We need to stay on topic here, there are other topics that have discussed that ;). For a ticket to not be valid on HS1 it would need to be routed via an alternative route (e.g. Route: Tonbridge) or be routed via NOT HS1, if HS1 is a permitted route. HS1 is clearly a permitted route as it is the shortest route, and arguably the only route if your origin is Stratford Intl anyway.

Indeed. So is it wise for an OP to complain about a TVM malfunction to a TOC which has stated that his ticket is not valid by the chosen route (and yes I agree that the TOC are wrong here).

Yes, I was wondering that and making the point on several occasions!

A full refund would be appropriate; however, I am more than content with vouchers as I will use them. Therefore just as good as cash to me!

Definitely valid on HS1! Had no trouble whatsoever. And the onboard announcement clearly stated at Ashford that tickets marked "NOT HS1" are not valid beyond that station.

On the outbound journey my ticket was checked by a charming TM who seemed amazed the tickets still existed. He then asked me if I minded whether he tried to find it on his machine! When he did he looked like a kid at Christmas! Went on to inform me that he used to be station manager at Dover Western Docks in years gone by!

Its a bit more difficult then just using someone elses TIS to reissue the ticket and Im not sure about SETs back room staff but I know mine would go a little bit mental if something similar happened with such a ticket, it really is a bit more difficult then just swapping the money of from till to till.

Again im not sure what SET policy would be for such a ticket - sure they couldve got you to Dover but the ferry part may have been the main issue with getting you a new ticket.

Although im sure the Duty Manager couldve signed off a refund from the faulty TIS and then you couldve bought a new one from the refund.But again - wouldve need ticket numbers and all sorts.

Just to make clear this was not a TVM fault. This was a ticket purchased from the ticket office, paid for at the ticket office, and then failed to be printed by the ticket office. So yes it is very appropriate for the OP (i.e. me) to complain.

I'm curious as to how they managed to find such a ticket in the first place, given the only valid origins listed in The Manual are London Terminals, Abbey Wood, Bromley South, Catford, Dartford, Orpington, Woolwich Arsenal, Gravesend, Sevenoaks, Chatham, Gillingham (Kent), Hastings, Paddock Wood, Rainham (Kent), Sittingbourne, Tonbridge, Tunbridge Wells, Faversham, Herne Bay, Margate, Ashford International, Canterbury, Guildford and Woking.

Of those, the only ones that could even remotely be valid on HS1 are Guildford and Woking, and even then I'd suggest the more logical route would be to walk from Waterloo to Waterloo East and pick up Southeastern there.

Even without referring to The Manual, the London Terminals tickets are inherently not valid because they're routed P&O STENA (or a variant thereof) and not "PLUS HIGH SPEED", and Southeastern publicly state that the exception to the rule is tickets to/from stations beyond St Pancras (such as Kentish Town).

And the other origins would fail by not being the shortest route from the origin to Dover...

Southeastern's website does not overrule the National Rail Conditions of Carriage. It does not make an exception to the routes you may use for a journey. They cannot unilaterally decide what tickets they will and won't accept on their shiny new trains. If they want the ticket barring from HS1, they need to get NOT HS1 into the route.

TVM/printer behind the counter - they both vend tickets surely.

Or to put it another way, do you want to draw attention to a ticket that probably shouldn't be there?

Southeastern publicly state that the exception to the rule is tickets to/from stations beyond St Pancras

I queried the website's "rule" about beyond St Pancras with SET recently and they replied with "It's certainly true that all tickets that are endorsed 'any permitted' are valid on our High Speed services (provided, of course, that the routeing is correct), as are those that are endorsed 'plus high speed'. The only tickets that are not valid are those endorsed 'not valid on HS1', unless the holder has purchased an upgrade (supplement) ticket."

The website appears to only be worded such to stop people unfamiliar with the routing guide assuming any ticket which is not Rte: NOT HS2 is valid on HS2

TVM - Ticket Vending Machine. It's not a vending machine if it's just a staff-operated ticket printing device.

Right. The correct generic term for the staff machine is TIS or ticket issuing system.
