Hi,

After yet another bad experience with CrossCountry's call center, I thought it would be good to start a thread showing what ToCs have UK-based call centers.

Cross-Country: NO - Based overseas (India?)

I fail to see where the call centre is located and the quality if service are related. I've spoken to great call centres in the indian subcontinent and rubbish ones in England.

I have also received good (not great) service from abroad, and bad service in the UK - but general consensus is that overseas service is (a) disconnected with the UK in terms of geography, culture, law etc and (b) disadvantaged by the language barrier, often severely.

E.g. Natwest advertise quite openly that they have UK-based call centers, as you would expect better customer service.

As an example, I needed to find out what facilities were available in First Class on a specific Cross-Country train (some services have complimentary breakfast) - when I asked the indian call center person the response I got was (in a thick Indian accent):

"You get better less peoples, less crowdings, furnishings (WTF?!), drinks and snackings, and people."

After nearly falling off my chair at that response, I tried to ask again whether breakfast was available on the train (she had no knowledge of the concept), or to speak to someone that would know, or speak to a suitably trained english-based call center - but to no avail.

Calling their complaints line, which is UK based, I had the answer in about 40 seconds!

EMT, like many TOCs, use trainline.com's booking engine for online ticket sales. trainline's aftersales call centre is based in India.

The telesales (proper) for EMT and SWT are based in Southampton.

When I spoke to Scotrail to book my sleeper berth I spoke to a person with a British accent.

If memory serves, First Great Western Telesales is handled in house in Plymouth, though Web Sales (and Support) is through Trainline.

Sadly, most special offers (such as the East Coast 10% discount on Advance tickets) are only available online, rather than through Ticket Offices or Telesales. :(

Cheers,

Barry

If we are going to moan about these telesales departments and whether they should all be UK based then can we at least use the British English 'centre' and not 'center'?

That seems strange as Customer relations are based at head office :|

Is this just during business hours? Just that I phoned Hull Trains telesales last night, around about 8pm, and was put through to the subcontinent. Unless things have changed and FGW don't now handle Hull Trains ticket sales?

Recently I had a problem with my internet connection, and had to phone India.
The people at the other end of the line, tried thier best with the problem.
I had to bin my internet company for another one.
They are doing a job as best they can, however annoying it is, is not thier fault

There's nothing wrong with the people in India doing the job, but many of them are not given the tools to do much more than palm you off - or run through tiresome procedures that you know won't work.

If your broadband is working fine, say, then one day the connection dies - you don't really want to be told to reset everything, re-enter your details, check all the cables, check the master socket.. when you know it's because the line is dead and something was almost certainly done OUTSIDE of your home.

I accept many people are idiots and have done something silly, but sometimes you know what the problem is and half the battle is convincing them to escalate it. It's so frustrating when they have to stick to the script and do all of this before saying 'Okay, seems like it might be a fault then'.

Some call centres have no interest or means to escalate things.. and that's as big a problem for an outsourced call centre that is still in the UK. If someone in India could do everything without having to refer you elsewhere, they'd probably be just fine.

There are intrinsic problems that affect call centres wherever they ar ebased. These include, but are by no means limited to, the repetitive messages you are forced to listen to whiel you are paying for the call, whteher in money or time, the lack of staff/resources (as management want to spend as little as possible) and the inability of the mostly very, very junior and poorly paid staff toa ctually do anything of use for the caller.

However, these problems are exacerbated when dealing with call centres that ar eon the other side of the world, and ar enot sufficiently familiar with the culture or geography of where the customer comes from. This is not racist, it is a fact. A resident of Mumbai would experience difficutlies if they had to call Llanelli to report a problem with their digital TV.

Just to add National Rail call centres are somewhere on the Indian subcontinent. I haven’t had a correct answer out of them for a few years now, last time they told me I couldn't buy a ticket to Dublin because one didn't exist, and why is it when I just want to know the price of a cheap day return for example I have to go through their script and tell them exactly when I am traveling?

</rant>

I agree that the service you receive is not always (though very often it is) linked to where the call centre is, for example SWT always seem to inform you that your ticket is only valid by the most direct route passing through the routing station on the ticket, and every time I have asked them whether at a station or on the phone how permitted routes are defined that is the answer I receive, I'm pretty sure that ATOC forgot to tell SWT about the routing guide.

On the other hand Scotrail are the most helpful on (and off) the phone that I have come across so far, really friendly and more than happy to answer your questions.

I misunderstood then!

I wonder if it is something to do with their contract with theTrainline for remote ticket sales, and that it is the same call centre as the one which deals with complaints/problems with tickets bought online?

*Flashback* Indeed they are, I remember now, coming back to me... ;)

I once called the NR about the PDF timetables for personalized routes on their enquiries website. I had got and printed them on the site earlier but now couldn't find the service from their revamped site. I was stuck at the Journey Planner which wouldn't let me print the full, tabulated timetables, only the printout of a single JP connection w/ the stations called. I called them and asked whether it was possible to print a timetable with a series of subsequent departures on a chosen route.

I think I called to two different persons (and the other one consulted a colleague) asking about the PDF printing possibility and wondering whether the timetable feature had been removed altogether on the new website. I was taken through the procedure of getting the route on the JP, but when it came to getting a full timetable printed to a PDF, they could only insist that this had to be the only such service on the website.
(After these experiences, as I went through the website a hundreth time, I saw under the same "Train times & tickets" tab, on the extreme right, a link for "Timetables" - indeed, that was it, the Pocket timetable with PDF printouts. Oh joy!)

So, that was rather useless, I have to admit. And moreover, this one was not something that was connected to the local cultural characteristics in any way, simply a website inquiry that should have been known to anyone who took their time to study the innards of the website and the services provided within.

Connected to my point above, in a "technical-is-technical" sense, someone asking strictly about the gadgetry should very well be able to dissect the problem as long as the equipment and setting-up procedures are similar. However, others in these call centres are more apt and better briefed than others and the one-solution-that-suits-all approach taken inevitably leads to the silly read-outs of disclaimers and going through the time-consuming checklist approach. But in all, if the staff lacks the proper technical information, it is similarly at a disadvantaged position, whether in India or Britain.

However, at a local call centre there may, or may not, be a better chance of contacting someone who knows about a certain characteristic or procedure to solve a problem. Railway inquiries are such, rather localized services with their idiosyncracies that are more likely to pose a problem to an overseas call centre than a technical gadget does.

FSR is indeed in Fort William.

I know Virgin Trains, London Midland, ATW and Chiltern Telesales are provided by The Trainline in India, although their Customer Services and Assisted Travel departments are in the UK, in the case of the latter thats done by TTL in Edinburgh.

Interestingly my ISPs call centre in eastern europe doesn't have scripts, and the staff are actual techies rather then unskilled min wage labour. http://xkcd.com/806/

Mind you I'm forever being moaned at by work for not following the script to the letter :( one reason I'm after a new job!

A SWT barrier person on the Epsom line told me the other day that my anytime, any-permitted ticket was available only via the shortest route and without break of journey...

Epsom is a Southern station so it wouldn't be a member of SWT staff on the gates.

Did you actually speak to SWT customer services? Option 1 when you phone diverts the call to NRE.
