London Midland's Social Media Use

Say what you like about London Midland, (and I have a few opinions!) but I am very interested/impressed by their Twitter use - seemingly searching for complaints in real time, then firing through a response or apology or piece of advice, including very specific information about a users platform number or that the "2117 is just behind your train" or whatever. Whoever was doing it last night was there until about 2 in the morning!

Anyone know how it works - is it one person? If it was they seem to be working long shifts!

Must be a difficult job responding to non stop bile!

The LM Twitter feed is brilliant, and so useful when out and about. In contrast Virgin's is useless and it says quite clearly that messages are unlikely to get an instant response and you still ring up. Their messages about service disruptions seem to appear once the disruption has cleared...

I don't use Twitter but I've seen Virgin Trains on Facebook and they seem to respond to as many complaints/questions/requests as possible.

However, some of the stuff people put on there is sometimes strange and often very ill-informed.

Stuff like this...
"Just the four hours to do a 90 minute journey from Stoke to euston via what seemed like most of rural Oxfordshire and Birmingham tonight. When are virgin trains going to start providing a passenger service proportional to the extortionate fares they charge on the west coast main line. Oh that will be the end of the franchise next year! Good riddance!!!"
And major over head line issues are strictly the fault of Virgin? Plus, does this person really think that the next franchise operator is going to reduce the fares drastically, somehow I don't think so!

Dear Virgin; Please take note that - Due to two consecutive cancellations at Farnborough Main just now - I will miss my booked departure ex Euston at 13:33.
As this is wholly due to a fault with South West Trains' network, I expect my Advance to be accepted for carriage on any suitable subsequent service.

Your full co-operation with the NRCoC will be appreciated. Thankyou.

Hi.Unfortunately, since your delay was on a South West Trains service (not a service operated by Virgin, and therefore out of our control) – technically we cannot accept your Advance ticket on any of our later services. However, in s...ituations like this, we do encourage our Train Managers to use their own discretion when allowing passengers to travel who have tickets from a missed train, due to delays that are out of the passengers control. So, please explain your situation to one of our Train Managers or Revenue Protection Staff at Euston, prior to boarding, and they may be able to help you, but we can't guarantee this.

One issue, did they guy who asked the question state whether or not he had a through ticket? I know it shouldn't make a difference but it does make things more clear cut.

Oh yes, the London Midland twitter feed is heads and heels above anything any other British TOC operates as yet, as far as I know.

This user https://twitter.com/#!/amonkster appears to work for c2c (and to judge from his feed actively searches for tweets from other users using the keyword "Fenchurch") and frequently puts out useful information for those of us that use the line; and responds to complaints/comments too. Not sure if he does it in a semi-official or approved capacity, or purely off his own back - but he does a fine job either way. Probably would make more sense if it was done through an official-looking account though!

7. Train Company’s responsibilities

The Train Company whose trains you have the right to use, or who has agreed to provide
you with any other goods or services, is responsible for providing the goods or services it
has agreed to provide. However, the Train Company or its agent(s) are not responsible for:
(a) another Train Company not running any trains;
(b) another person not providing goods or services;
(c) any losses that occur while you are travelling on any other Train
Company’s trains;
(d) any losses that occur while you are using those other goods or services.


Section 43 goes on to say:

43. Help from Train Companies if you are stranded

If disruption caused by circumstances within the control of a Train Company or a Rail Service Company leaves you stranded before you have reached your destination and the Train Company whose trains you are entitled to use is unable to get you to that destination by other means, any Train Company which is in a position to help will, if it reasonably can, either arrange to get you to that destination, or provide overnight accommodation for you.



If you have an Advance ticket starting from say Kings X with East Coast, and you're delayed on a c2c service into Fenchurch Street from Southend, East Coast aren't responsible for you arrving at your starting station (i.e. King's Cross late).

This isn't a personal dig at you, but do we really have to go through this for the umpteenth time? It isn't as clear cut as you are making out, and the arguments for and against can be found in hundreds of other posts in the fares section.

Let's try and avoid going off topic here, unless we are commenting about the accuracy of advice being given out by those managing Toc's social media pages.

Hello all,

Glad you think the Twitter feed it helpful. We didn't know exactly what we would use it for to begin with, assuming that it would primarily help to guide people to the right part of our website to answer their questions - e.g. daily shortforms, etc.

However, using a free tool called Tweetdeck, we can search for a variety of different terms - e.g. Euston, LM, London Midland - we quickly realised that Twitter could really come into its own when things are disrupted; with the best will in the world, 10,000 people stranded at Euston in the peak (VT and LM) are not going to all have their questions answered by a handful of people on the concourse, but in the calm of the office or at home I can usually have a stab at the sort of information people are likely to need and send status updates accordingly. Of course during the snow and our recent overtime dispute it also proved invaluable.

At the moment, it is managed almost exclusively by myself, partly because I set it up, but also because I am senior enough within the company to know most of the answers to the questions raised (and have a bit of an obsession about customer service!). However, it can be difficult to manage around the day job and if there is disruption, I will keep the updates going until I think people don't need me any more, which doesn't help one's social life (or relationships!)

Long term, I will continue to oversee Twitter, but the general correspondence will be handled by our customer relations department as they are best placed to answer most of the questions. However, during disruption and out-of-hours we will have additional support to handle enquiries and give regular updates.

Of course, the great thing is that people make live comments that you might not have otherwise discovered - from air con issues to excellent customer service at the station or from the conductor - which I can then pass on to the appropriate people. So if you've got something on your mind, don't be afraid to share it!

Can I just add, as much as your service suffers at times (sometimes within your control, quite a lot of the time not so!) I think you're far and away the best TOC for customer service - the fact you post on forums such as this one is also really appreciated :D

Hope this continues when it leaves your direct control! :)

I was going to recommend that, but remembered that LM/Govia management spend their spare time killing kittens and planning how to get rid of more staff, rather then reading the opinions of mere mortals. ;) :lol:

You're a good man David, a diamond in the LM rough. :p
